Overview of the performance dashboard

The performance dashboard helps queue admins understand how their service operation is performing in real time. From Service mode, you can review ticket activity, track response and resolution trends, and spot issues that may need attention.

The performance dashboard is useful for daily monitoring, weekly reviews, and ongoing operational planning. It can help service leaders keep track of SLA risk, understand ticket flow, and make more informed staffing decisions.

What is the performance dashboard

The performance dashboard gives you a high-level view of service performance for a selected time period. It combines summary metrics with a workload view so you can understand both overall trends and day-to-day team capacity.

You can use this dashboard to answer common questions such as how many tickets came in, how many were resolved by Service AI, whether response targets are being met, and how open work is distributed across members.

To access the performance dashboard:

  1. Navigate to Service on the sidebar.
  2. Click Performance.
  3. Review summary metrics

At the top of the dashboard, you’ll see summary cards highlight key service metrics:

  1. Total requests: shows the total number of tickets received during the selected period.
  2. AI resolution rate: shows the share of tickets resolved by Service AI without queue member involvement.
  3. First response SLA and Resolution SLA: SLA health shows how many tickets are on track, at risk, or breached.
  4. Mean time to acknowledge (MTTA): shows the average time between ticket creation and the first queue member pickup. 

Understand key metrics

A higher AI resolution rate usually means your knowledge base is helping people solve issues without queue member support. If you publish new knowledge base content, you can monitor this metric over time to see whether those updates are reducing ticket volume for specific topics.

SLA compliance measures the percentage of tickets resolved within the SLA target. You may see this at both the summary level and the individual ticket level, where it can appear as time remaining or time breached.

A high MTTA can point to staffing gaps or an issue with checking the queue. When tickets sit unassigned for too long, this metric rises and can signal that the team needs to rebalance work or adjust routing.

Monitor team workload

Below the summary cards, the Team Workload section shows how open tickets are distributed across queue members. This view helps you identify who may be overloaded and who has capacity to take on more work.

Reviewing workload alongside response and resolution metrics can help you understand whether slower performance is tied to ticket complexity, uneven distribution, or staffing coverage.

Use the time period filter to review performance over days, weeks, or a custom date range. Looking at trends over time can make it easier to spot recurring bottlenecks and measure the impact of operational changes.

For example, if you are updating knowledge base content, you can compare changes in AI resolution rate with your publishing activity. If the rate improves while ticket volume for a topic declines, that may indicate the content is helping customers resolve issues on their own.

Permissions

Performance dashboard access is based on queue membership and role. There are no separate permissions for the performance dashboard.

Queue admins can view the performance dashboard for queues they belong to. Requesters and queue editors or members cannot view queue-level reporting metrics. Reporting is limited to each queue. 

To review metrics for another queue, you must be an admin of that queue and open its performance dashboard separately.
