When Service AI is unable to resolve a ticket, it analyzes the underlying patterns across similar tickets and surfaces draft articles to help fill the gaps in your knowledge base.

This article explains what types of gaps the system identifies, and how knowledge base authors and admins can review, edit, approve, and reject suggested drafts.

How Service AI identifies missing content

When Service AI detects a gap, such as a topic with no knowledge base coverage, a search that returned no results, or an article that did not lead to a resolution, it generates a draft article or suggests edits to existing content for your team to review. These are known as suggestions. 

Where to find Suggestions

Knowledge base authors and admins can access suggested drafts by clicking Suggestions in the left navigation panel under Knowledge.

Each suggestion displays the relevant knowledge base, the suggestion type, and the source tickets that informed it.

What triggers a Suggestion

Suggestions are triggered when the system detects one of the following:

  • Content gap: No article covers this scenario
  • Outdated content: An article exists but contains information or steps that are no longer accurate

Types of Suggestions

There are two types of suggestions, each handled differently depending on whether your knowledge base needs a brand new article or an update to existing content.

New article suggestions indicate a topic that is not currently covered in your knowledge base. When you click Edit, you are taken to an interim editor where you can review and adjust the draft before it goes live. The article is not published until you click Publish and select a knowledge base to save it to.

Edit article suggestions flag an existing article that may contain outdated information. When you click Edit, you are taken directly to the article in the knowledge base editor, where suggested changes are presented as inline comments. Any changes you make are auto-saved, so review each suggestion carefully before accepting it.

Review, edit, and approve Suggestions

Open any suggestion to view the AI-generated draft. From here, you can take one of three actions: Accept & publish, Edit, or Dismiss.

To accept a suggestion, click Accept & publish on the draft and then:

  1. Click Publish 
  2. Choose a knowledge base in which to save the article
  3. Click Publish 

To edit a suggestion:

  1. Click Edit on the draft
  2. Make any necessary changes
  3. Proceed to publish

To reject the suggestion, click Dismiss.
