How to configure queue categories and custom fields

Every queue includes a category field by default, giving team members a consistent way to classify incoming tickets. You can tailor the available category options to match your team's workflow, and add custom fields to capture any additional information your team needs to track.

Edit category options

The category field is included in every queue by default and can also be set up as part of the queue creation process. You can customize the available options to reflect how your team classifies work.

To add, edit, or remove category options:

  1. Navigate to the queue you want to configure.
  2. Click Settings.
  3. Click Category.
  4. Enter the Field title.
  5. To add an option, click Add option and enter a label.
  6. To rename an existing option, click its label and type the updated text.
  7. To remove an option, click the X icon next to it.
  8. Click Save changes.

Add custom fields to a queue

Custom fields let you collect details that are specific to your team's workflow, beyond what the default fields provide. Once added, a custom field appears both as a column in the ticket queue and in the detail view of each individual ticket.

To add a custom field to a queue:

  1. Navigate to the queue you want to configure.
  2. Click Settings.
  3. Click Fields.
  4. Click Add next to Queue fields.
  5. Click Create new to create a new field or Browse library to select an existing field.

How AI auto-fill works with fields

When a ticket arrives, the AI assistant automatically suggests values for the category and priority fields based on the content of the ticket. Agents can review and adjust these values at any time if the suggestion does not fit.

Queue admins can provide guidance on how the AI fills fields by adjusting the queue's AI guidance settings.
